Agent status in Cloud Chat: Available, Busy, Offline, and Auto offline

When to use - You want to understand when you automatically receive new tickets - You are losing tickets without knowing why and suspect it is a status configuration issue - You want to change the Auto offline setting, which can mark you as offline by mistake About this article In this article, you will understand how agent availability statuses work in Cloud Chat, how to change them, and what to do with the Auto offline setting so you don't lose tickets unintentionally. Instruction video: https://youtu.be/q-qeYQxDf90 Available statuses Available You are online and open to receiving new tickets. :::info If the administrator has configured automatic ticket distribution, you only receive new conversations while this status is active. ::: Busy You are online and answering tickets, but you are not available to receive new ones. Use it when you need to focus on ongoing conversations without receiving more tickets from the queue. Offline You are online, but you are not answering or receiving tickets. :::warning When you close the Cloud Chat window or end your session, you are automatically marked as Offline. ::: Auto offline — per-profile setting Auto offline is an individual setting for each agent, found in Profile settings. When it is on (orange icon), Cloud Chat automatically marks the agent as offline after about 30 seconds without detecting your presence — for example, when you switch to another browser tab or window, lock your computer, or lose your connection. The change is not immediate when you switch tabs, but it happens shortly after if you don't come back. :::error We recommend keeping Auto offline turned OFF. With it on, spending some time away from Cloud Chat — browsing another site, checking a document, using another tool — results in you being automatically marked as offline. This can cause you to lose tickets that would have been assigned to you. With Auto offline off, you have full control over your status: it only changes when you change it manually. ::: How to access 1. Click your profile picture 2. Profile settings 3. Find the "Marcar automaticamente como offline" option (Mark automatically as offline) and make sure it is turned off Notes - To understand other profile settings (signature, send shortcut, etc.): How to configure your profile in Cloud Chat - To understand the impact of queues and auto-refresh on your conversations: How queue updates work in Cloud Chat - To configure audio and pop-up notifications: How to configure notifications and audio alerts in Cloud Chat

Chat Conversation Management in CloudChat: Tools and Features

https://youtu.be/8w7Uojow45o In this article, you will understand all the functionalities available during a conversation in Cloud Chat. Basic Contact Information First, in the conversation screen, you can view basic contact information in the top right corner. If the contact is registered, the name of the person you're interacting with, phone number, email, and company will appear. If the contact has not been previously created, Cloud Chat automatically creates a new contact and displays the information provided by the channel (e.g., WhatsApp shows the phone number). From here, you can send a proactive message to the contact. For example, if you are viewing an old conversation and want to send a proactive WhatsApp message, you can do it here. It is also possible to edit the contact to add or modify contact information. Finally, you can merge contacts. Important: When merging contacts, conversations will create sub-contacts, which will be displayed as additional addresses (emails and phone numbers). These sub-contacts can be deleted by an administrator, which will also delete the associated conversations. Conversation Actions During the conversation, there are several actions you can take. You can assign the conversation to yourself, to transfer to another person, or to a team. You can also change the priority of the conversation, choosing between none, urgent, high, medium, or low. Additionally, you can add tags to the conversation. A conversation can have more than one tag. Macros Another feature is macros. A macro is a series of predefined actions for an automation that has already been created. The difference between a macro and a normal automation is that the macro requires a person to press the execute button. For example, when executing this macro called bug, the following actions are performed: - Send a private message - Transfer the ticket to someone - Add a tag to the ticket - Send a message to the client All macros are created by your space administrators. Custom Attributes for Conversation and Contact You can set up custom fields for the conversation. These fields are also created by the space administrator. In our example, we have the fields test, n2, and resolution deadline. These custom fields can be: - Link - Date - Checkbox - List - Text - Number There are also custom contact attributes, which are custom fields created specifically for the contact. These attributes are also created by the administrator. Like the custom conversation fields, these contact custom fields can be: - Link - Date - Checkbox - List - Text - Number Past Conversations You can view all previous conversations that the contact has had. Conversation Participants See who the participants of the conversation are, i.e., through whom in the company this ticket has passed. By clicking on "participate in the conversation," you can follow the conversation. Audio Transcription Now you can transcribe audios sent directly to N2. It’s very simple; just click on the "Transcribe Audio" function shown alongside audio files and wait a few seconds for the content to be displayed as text. That’s it! Now you know the extra conversation functionalities.

Guide to Notification and Audio Alert Settings

Part 1: Audio Notifications and Alerts https://youtu.be/BY_GOr8VKdo Part 2: Email Notifications https://youtu.be/kEAf9-YdA0s In this article, you will better understand the notification features in Cloud Chat, where to find them, and how to activate them. Notifications are an essential part of CloudChat. They inform you about tasks you need to complete and messages you are receiving. Here, you can view the notifications you've received. Sound and Pop-up Notifications To manage your notifications, simply click on the profile settings and then on the other button that will also be called profile settings. Sound and Notification Alerts In profile settings, scroll down until you find audio notifications. Here, you can choose the type of notification sound you prefer, either a ding (chime) or bell. You can also select the event types that will trigger sound alerts, such as none, when a message is assigned to you, or all events. Conditions for audio alerts include alerts only when you're outside the Cloud Chat window or tab (checkbox enabled) or even when you're in the Cloud Chat window (checkbox disabled). Another option is to enable a repetitive alert (checkbox enabled), which will ring every 30 seconds until you mark messages assigned to you as read. A message is considered read when you click on it. If the checkbox is disabled, you will not receive these repeated alerts. Pop-up Notifications To enable browser notifications (the pop-up prompts), just click here. Remember, after activating, you need to allow these notifications in your browser. Finally, you can choose the types of notifications you want to receive — whether whenever a new chat is created, whenever a chat is assigned to you, whenever you are mentioned in a conversation, whenever a new message is created and assigned to you, or when a new message is received in a conversation you participate in. Email Notification Alerts You can receive email notifications when: A new chat is created A new chat is assigned to you When you are mentioned in a conversation. This happens when someone uses the @ symbol followed by your name in an internal note. When a new message is created and assigned to someone When a new message is created in a conversation where you are a participant. And that's it! Now you know everything about notifications in CloudChat.

How Ticket Statuses Work: Open, Resolved, Pending, and Delayed

If you'd prefer to watch the tutorial, go here: https://youtu.be/Il7y8LE__Nw 🟢 Open An "Open" ticket means it is being attended to, usually with the last message from the customer, or the agent has not changed the status after responding. This is the default status for any received ticket until it is manually updated. ✅ Resolved Marking a ticket as Resolved (or Closed) indicates that the assistance has been completed. If the CSAT (Customer Satisfaction Score) feature is enabled, a satisfaction survey is automatically sent at this point. To learn how to set up CSAT notifications, see our FAQ: How to configure CSAT sending. Note that the Cloud Chat administrator may have set up an automatic closure rule. This rule specifies that, after a configurable number of full days (e.g., 1, 2, 3 days or more) without a response from the customer, the ticket will automatically be closed — meaning it will be marked as resolved — provided the last message was from the agent. To learn how to set up this rule, see our FAQ: How to configure automatic closure by days. 📌 Pending The Pending status is used when the assistance depends on some internal action, such as a technical analysis or a response from another team. In this situation, the ticket is “paused”, awaiting an internal action, and will not be reopened automatically if the customer sends a new message. Important: if the customer responds while the ticket is pending, it will not change to "Open" automatically — the agent will need to reopen it manually. 🔔 Delayed The Delayed status is similar to pending but has an important difference: it is temporary and has a date or condition for automatic re-opening. When clicking on "Delay," a tab opens for you to set how long the ticket will be delayed. Options include, for example: - Until the next response - Until one hour from now - Until tomorrow - Until next week - Until next month - Customize... (Custom period: date and time manually set) 🕐 Practical operation: - If you choose “Until the next response”, the ticket will be reopened as soon as the customer responds. - If you choose a time-based option, the ticket will also be reopened if the customer responds before the configured deadline. If the customer does not respond, the ticket will reopen automatically at the set time. This feature is especially useful for future follow-ups, check-ins, or pending issues with a deadline — allowing the ticket to return to the queue automatically, without depending on the customer.

How to block or unblock a contact individually

When to use - You want to block a specific contact (stop receiving/handling that contact in an inbox) - You want to unblock a contact that was blocked — including reactivating someone blocked by mistake - You want to do this one by one, not in bulk What it is "Bloquear Contato" (Block Contact) mutes that contact in the inbox: the conversation is resolved and new messages from them stop generating support work. Blocking and unblocking are the same button (on/off). The block applies per inbox. How to block a contact 1. Open a conversation with the contact. 2. In the conversation header (action bar/menu), click "Bloquear Contato" (Block Contact). 3. Confirm with "Sim, bloquear" (Yes, block). How to unblock (reactivate) 1. Open the conversation with the blocked contact. 2. In the same header menu, click the action again to unblock. Who can do it The profiles that can block/unblock are defined in the account settings (by default, all profiles except the Assistant). The same permission applies to unblocking. To set who can do it, see the article "Definir quais perfis podem bloquear contatos" (Define which profiles can block contacts). Notes - If the unblock button is unavailable, the block may have been caused by an email delivery failure (bounce) — in that case, the only way out is to fix/change the contact's email, not through the button. - Blocking via the blocked column in the CSV import is a bulk operation — different from the individual block described here.

How to start a new conversation with a contact that already exists

When to use it - You want to talk to a contact that already exists in your base, without registering them again - You want to open a new conversation instead of reusing an old one Step by step 1. Go to "Contatos" (Contacts) and open the contact (or open the contact panel inside one of their existing conversations). 2. In the contact panel, click "Nova Mensagem" (New Message). 3. In the "Nova conversa" (New conversation) modal, fill in: - "Caixa de Entrada" (Inbox) — required. This is the channel the message will go out through. - "Mensagem" (Message) — required. - "Assunto" (Subject) — required only for email inboxes. - "Agente responsável" (Assigned agent), "Time" (Team) and Tags — optional. 4. Click "Enviar mensagem" (Send message). A new conversation is created linked to the same contact, with no duplicate record. :::info If you don't pick an assigned agent, the conversation is assigned to you. ::: The inbox is required Without it, Cloud Chat doesn't know how to reach the contact. The list does not show all of your inboxes — only the ones that contact can be reached through: - Email — appears if the contact has an email address on file. - WhatsApp / SMS — appears if they have a phone number on file. - Web Widget (website chat) — only if the contact is identified in the widget and, on a single-conversation widget, has no active conversation. - API — always appears. The message "Não foi possível encontrar uma caixa de entrada" (No inbox could be found) It means the contact can't be reached through any configured channel. Check whether they have an email address or phone number filled in on their record.

How to manage and organize conversations in Cloud Chat

When to use this - You are starting to use the Cloud Chat conversations screen and want to understand the available views - You need to create or use filters to find specific conversations - You want to organize your support queue by status, order or custom criteria About this tutorial In this article, you will learn how to navigate the conversations section of Cloud Chat: how to view, organize, filter and manage conversations efficiently. :::info This tutorial shows the agent view of Cloud Chat. Administrators see a similar screen — the biggest difference is that administrators have more items in the left sidebar. ::: https://youtu.be/gVD2njQEAQI Default sidebar views The boxes on the left are pre-configured to make viewing easier. As your account setup evolves, more views are added. :::warning In any view, agents only see tickets from the inboxes they have been added to. ::: "Todas as conversas" (All conversations) Displays all conversations from all the inboxes you belong to. "Menções" (Mentions) Shows the mentions received on any ticket across all inboxes. A mention happens when someone tags you with @ in a private message (also known as an internal note). "Não atendidas" (Unanswered) Lists conversations whose last reply came from the customer. "Tags" Under the Tags section you see the tags that your workspace administrators decided to make visible. Assigned tickets / unassigned / others There are three default views that appear in every inbox of the left-hand menu: 1. Tickets assigned to you 2. Unassigned tickets (not assigned to anyone) 3. All other tickets Filter and sort the list Choose which conversation statuses to display Use the filter button to define which statuses you want to see and in which order. Choose between Abertas (Open), Resolvidas (Resolved), Pendentes (Pending), Adiadas (Snoozed), Campanha proativa (Proactive campaign), Aguardando resposta (Awaiting reply, from the customer) or Todas (All) conversations. Choose the order of the conversations You can also sort the list by atividade (activity), data de criação (creation date), prioridade (priority) or tamanho da resposta pendente (length of the pending reply — conversations whose last message came from the customer). Custom filters How to create a custom filter 1. Click Filtros personalizados (Custom filters) and define the criteria you want 2. You can combine as many criteria as you need In the example below we selected open tickets (status) belonging to Ariana Carvalho (assignee): Save the filter Once it is set up, apply the filter and save it with a name for future reference. The new view appears on the left, under the Pastas (Folders) section, below the three default views and above the inboxes. Notes - To understand the quick filters at the top of the list in detail: How to use quick filters in conversations - To create more elaborate filters (combining multiple criteria): How to create and use conversation filters - To understand what each ticket status means: Ticket statuses

How to Use the MCP of Cloud Chat

When to Use - You want to configure Cloud Chat (teams, agents, canned responses, macros, and rules) by chatting with your AI assistant (Claude, Cursor, or another MCP client) - You want to consult and summarize conversations without creating a report - You want to maintain the Help Center and prepare campaigns through the assistant Prerequisites - The MCP of Cloud Humans connected to your assistant. The step-by-step guide is in How to connect the MCP Server of Cloud Humans to Claude - Your Cloud Chat user. The assistant has exactly the same permissions as you have on the platform. Several settings (teams, agents, automations, mandatory fields) require an administrator profile About this article To see MCP details on the platform, click on Profile Settings > MCP / API. The full list of tools is in the API Documentation. Below are examples of requests you can make to your assistant. Use them as a starting point and adapt to your operation. How it works Team and Support - "Create the Support N2 team and add Ana and João": adding members never removes existing ones from the team. To remove someone, use the panel - "Register these 10 agents with agent profile" - "Who is in the Finance team?" - "Create reasons Lunch and Meeting for the Busy status" Canned responses, macros, and rules - "Convert these macros from my old helpdesk into canned responses": each canned response shortcut must be unique in the account - "Create a macro that assigns the conversation to the Finance team and adds the tag 'billing'" - "Require team and tag before resolving a conversation": the fields that can be mandatory are priority, responsible, tag, and team - "Which automations are active in the account?" Conversations - "Summarize yesterday's conversations with the tag 'complaint'" - "List open conversations from the Support N2 team" - "Find the conversation for ticket 98765": accepts the conversation number in Cloud Chat or the ticket ID in your helpdesk Campaigns - "How many contacts with the tag 'delinquent' receive a WhatsApp campaign?": just counts, does not send anything - "Which approved WhatsApp templates do I have?" :::warning Creating a campaign immediately triggers sending, and it cannot be canceled afterward. Each WhatsApp message is charged and sent to a real person. Before requesting to create, check the audience with the count request above. ::: Help Center - "Create the 'Payments' category in the Help Center" - "Create this article as a draft in the Payments category": the article only appears to the public after you request to publish - "Translate the 'How to issue a second copy' article into English" Notes - If your user has access to more than one account, specify which one to use in the conversation - The assistant only sees the inboxes that your user can see on the panel
